Examples include a caller requesting a person, an unapproved question, a complaint, an identity-sensitive matter and a failed action. Medical or safety requests need approved language and appropriate emergency guidance, not an AI judgment about severity. Keep the list short enough for the business to review, and avoid instructions that ask the agent to improvise exceptions.

Choose approved destinations
Use a maintained business contact list rather than accepting arbitrary transfer numbers from the caller. Define opening hours, time zone and an after-hours destination. Test international number formatting and provider limitations. Number forwarding support must be verified for the actual setup. Give staff only necessary context
A useful handoff includes the caller’s confirmed name and number, request category, steps already attempted and what still needs confirmation. Avoid passing sensitive details that are not required. Do not promise a staff member has read the summary before they do. Let the employee verify any uncertain information directly with the caller.

Plan for no answer
Specify how long the business wants to attempt a transfer and what to say when it fails. Collect a callback request if appropriate, identify its owner and use the business-approved response expectation. Do not invent a guaranteed callback time. A missed transfer should be visible as unresolved, not silently recorded as an answered question or completed booking.

Test both successful and failed routes
Run fictional calls during open and closed hours, when staff are busy and when the destination is unavailable. Confirm that the caller hears a clear next step in every case. Review whether the team can locate the request and whether data stays within the correct company. Enable real transfers only after telephony configuration is complete.
